The tracking shows the parcel went back, and the customer is angry: "Your courier never came." Sometimes the courier did fail. Sometimes the address or a missed call played a part. Either way, the customer is talking to your store, not the courier. How you explain the return shapes whether they order again.
Listen before explaining
Let the customer say what happened from their side before quoting the courier's record. The refusal-dispute article shows why the two accounts can differ. If the customer is right, say so. If the record says otherwise, share it without accusing.

Explain RTO in plain words
Most customers have never heard "RTO". Say the parcel went back to the store after the delivery attempts ended, what the courier recorded and what that means for their order. Avoid courier codes and blame. The delayed parcel article has the same rule: say what is known and nothing more.
Offer the real next step, not a defense
The customer wants their order more than an argument about fault. If the store can re-ship, the re-shipping article describes the checks. If the order is closed, say what the store can do instead. A person should own this conversation, not a template.

Saanvi Studio: hear it, then fix it
In this fictional example, Priya's parcel returns to Saanvi Studio and she writes that the courier never called. The team member reads the courier record, listens to her account and explains in plain words what was recorded and why the parcel went back. The store offers a fresh dispatch with a confirmed address, and she accepts. No one argues about whose fault it was.
What Hextor builds around the conversation
Hextor's failed-delivery flow asks the customer what happened and ties the answer to the order, so the person replying has both sides. During the audit, we can map which replies the flow handles and which always go to a person. We do not control couriers and promise no outcomes.
Tap the "Ask anything" WhatsApp button and tell us where your team gets stuck. Start with a free 30-minute audit to discuss what the flow would need to handle in your Shopify store.
